💎 “VALUE is complex so best leave it to the experts, eh?” 💎

I woke to a video call invite from a Customer Success Manager who was on my “Engaging with a Value Mindset” course 🧑‍🏫a few weeks earlier.

“I’ve inherited a massive account🦣, they see no value😱, they hate us😡 and want to completely terminate the subscription immediately💥 💥”

⛈️What a great way to start a Monday, I thought, nodding as they told their tale of woe. ⛈️

“But then I thought about what you said” they enthused 😃

🫣 I suddenly felt like a man who was about to spend 30 minutes explaining what I REALLY meant 💥 … “Bob Geldof was really right about Mondays” I thought

“You said that we should Know the Business, Know the people, Know how we can add value”

“Yes” says I nodding. In new value converts the next sentence is often “I need an expert to do it for me 😒” …. I waited…

“So, I researched the wider Business, ☑️ I created a Stakeholder Relationship Strategy, ☑️ and I created a Strategic Value Framework, ☑️ like you showed us. I have a 30-minute C level session this week to ask to change to a Value Based partnership” ☑️

Ever the non-poker player, my smile filled my face😁.

It seems like the seeds had sprouted. 🌱

“Can you I take you through my work? I’d love your input, 💡… I really think the C pitch needs to be punchier” 👊

We stepped through it. 🔍It was GREAT. 💯 😍

I made some amazingly sage, inciteful suggestions👨‍🦳 (well I thought so) …
…and together we tightened the C level presentation into a “Commit & Action” 📝at Strategic 👉 & Tactical level. 🎯

The rest, as they say, is history.


🥰 C level loved the new concept & deferred termination
🥇 overall value framework was mutually agreed and used to focus action
✅ value-based success measures were added
⛑️ short term tactical steps reinforced relationships and drove fast value
⏳ contract rebalancing matched subscription with business value needs
💎 the CSM fully lived, breathed & epitomised the “Value Mindset”
🐦‍🔥 customers became “raving fans” & spoke publicly about value generated
📈 account renewed & increased investment into a new business value area

💍 “‘My Precious! O my Precious!’” 💍

Like Gollum, many “value experts” make you think value is complex, so only they can wield its power as an oligarch. 🫅

The key to real Value is to democratise - instil the mindset & intent in everyone as their way of living & prioritising actions. 👨‍💼 👩‍💼 👷‍♂️ 👷‍♀️

💎 Experience shows, partnering with a “Value Mindset” rather than “Adoption Mindset” increases Resilience, Rapport and Results and makes everyone happier! 💎 ☺️

🦸‍♀️ 🦸‍♂️ “Valueman” superheroes are still needed – but they can then focus on challenging issues rather than building ego - it’s a better use of their skills…
…and in the long run also makes them happier and more productive. ☺️

💎 VALUE is a Personal Perception💎

🥝 New Zealand is a small intimate market. 🥝

The Customer Engagement had been going well and over a period I had developed what I thought a good relationship & rapport with the C Level sponsor 🤝

So, I was pleased when I got a call☺️ ☎️

“Can we meet up for breakfast tomorrow – I’ll buy coffee”. ☕

I accepted - as that was a first.

Bright sunny Auckland morning 🌞 the coffee was fresh and croissants 🥐 were…cardboard like.

“All, ok?” 👍 👎 I asked, enjoying the coffee at least.

“It’s all going really well ✅, delivering the promised business case 💰, everyone is really happy 🥰 and we will expand the roll out 📈 ...”

I shifted in the seat a little waiting for the “BUT” 🫣

🤫 “It’s not what I wanted to chat about” the C level leant forward & lowered their voice. 🤫

“I’m looking towards my next career move in a couple of years🪜, I need to raise my success profile here and across the ditch (Australia)” 🦘

So, there you have it…
…my mind whizzed in the second or so it took me to react… 🤔
🤝 “That’s a massive sign of trust”
➕ “Our relationship just went to another level”
🎟️ “We are through the entrance gate and into REAL value territory”
⛑️ “That’s something I can help with”
🧈 “Do they have any butter for these croissants”

💎❓ WHAT IS VALUE? 💎❓

It’s an abused & misunderstood word - like a flag children are told to wave when royalty visit… 🫅

…or like the Chinese pictogram “Peace” tattoo you got on holiday that actually says “2 spring rolls”🈲

Unlike “Return” 🤑 or “ROI” 🤑 or “Adoption” 🧑‍💻 or “2 spring rolls” 🈲

True 💎 VALUE 💎 is a personal perception

It is THE thing that will ensure a secure, safe and mutually beneficial long-term engagement. 🥰

The VALUE 💎of something will vary from person to person even if they have the same role or persona.

Value also changes with time ⏳ and with the pressures of the constantly changing real world. 🌏

It’s about REAL PEOPLE 👩‍💼 rather than Processes on a sheet 🤖

So, PEOPLE and HUMAN SKILLS are the KEY to a Value based approach…
…which, experience suggests, is what makes it difficult for many traditional “Product Delivery” people to embrace 👷

ANYWAY
🧈 I didn’t get the butter... 🧈
..but we did discuss & plan ways we could together raise their success profile in the market🦸‍♀️ 🦸‍♂️ & facilitate "Unexpected Value". 💎

Ethical (always!) activities which added massive perceived value & benefit for the key executive sponsor (my Customer) AND their organisation (my Account) …
… and did not compromise culture or ethics or fall into “self-interest” & were simple for us all to do ☑️

Working with a Value Mindset enhanced our continuous relationship to something more strategic & "sticky"🚀
– helping maximise & accelerate mutual value - a real "Win Win".🥇

Changing this mindset in resistant people is the thing I have spent 25+ years honing approaches for. 💎

from the desk of our CEO: VASA SYNDROME

❓ What does Customer Success REALLY mean ❓

A summer day in Melbourne. 🌞 🦘

A darkened room fully of 100+ SAP related Project Managers & implementation consultants. 👨‍💼 👩‍💼 👷‍♂️ 👷‍♀️

And me at the back 😶‍🌫️ representing Customer Success Manager for cloud offerings.

A great presentation 📽️ about “The Vasa” - a case study in Project Management and Change Management. (Anyone not familiar I do recommend you research it)

🔄 Long story short :1628, Swedish need naval domination, new warship, long complex project, changes akimbo, eventually launched successfully with great fanfare, sailed about 1000M into Stockholm Harbour, first sign of wind it capsized and sank.⚓

At the end of the presentation the presenter asked “So, was this project successful?”❓

The 100+ people all stated variants of “Yes ...the project was delivered” all nodding sagely. ✅ 😍

As someone with a cloud engagement and customer centric mindset, I tried to control myself…😯 🫢 🙀

…but couldn’t… 🤬 😡 🤬
..so I pulled the pin and lobbed the gr***de from the back…💣

“How can you say it was successful? – all it did was keep the builders busy & paid, the customer didn’t get any value, the outcome was not fit for the purpose the exercise was started for” ⁉️
At this point 100+ faces turned to look at me like I was the little boy yelling at the naked emperor… 👦
..”Who let him in" and "What a stupid comment” was the general groupthink response…😏 🤫 🤭
This is when I coined the term many people have heard me use: VASA SYNDROME

…shorthand for the myopic focus on the technical and tactical delivery "WHAT" that loses sight of "WHY" the thing is being done in the first place…” falling in love with the project” “just following orders” that still even now happens too often… (just read Linkedin!) 🙈 🙉 🙊

…and in my view the opposite mindset to what modern cloud Customer value driven continuous engagement needs to be…particularly in our massively VUCA environment 👩‍💻 👨‍💻

It’s NOT HOW the Vasa project was run and the mistakes and poor practices that APPALLED me (that still happens all the time and can be managed)

… it was the fact that the “experienced project delivery people” had a mindset that believed this was a successful project because (and I quote) …. “It was delivered”, “Our only job is to deliver the project” 🐓 (couldnt find ostrich!)

Changing this mindset in resistant people is the thing I have spent 25+ years honing approaches for. 💎

Short term it may have an impact (e.g. share price driven bonuses!) – Long term it is corrosive to humanity and performance - and hence often fatal.

What mindset do you have ? What mindset does your organsiation have?

Can people with an open collaborative growth mindset thrive in an organisation with a "fear for your job" 😨 "Internal KPI" 🤑 performance orientation?

“Growth Mindsets” are widely acknowledged and proven to produce better and more sustainable results – both for people and business. 💎 💎

The Decca decision not to sign them has gone down as one of the worst in business history. 🤦

Are you focused on your internal success K.P.I.s rather than Customer metrics?

Are you maximining your rewards at the expense of your customer?

Often people are pushed and rewarded for hitting their internal K.P.I. targets.

The assumption that internal K.P.I.s reflect customer value metrics is usually NOT true.

Often the targets are chosen because they are easy to measure but do not REALLY have any link to Customer Value or Success – its traditional old “PUSH Sales” compliance model

Using unlinked internal targets like this drives an excessive focus on “hitting internal numbers” rather than purpose.

Research & experience show that this inevitably leads to self oriented, unethical and even illegal behaviours.

This will damage your business short, medium and long term – and eventually kill it.

We believe that diverse people drive innovative new ideas fuelling the engine of a company

Instead, many organisations appear to be adopting a more authoritarian, Homogeneous and exclusionary approach. Perhaps driven by the influence of the “PayPal Mafia”

This would usually be self-balanced by employee turnover and discontent but in the current “employer power” AI hype environment employees feel “stuck”

They are told (by many of the “Tech hero CEOs”) to “shut up and follow orders or leave”.

This F.I.F.O. lazy management style is destroying trust and hence stifling critical thinking, continuous improvement and engagement.

Talking to employees in many organisations, it seems this is probably leading to misleading “All OK” feedback to their management - as people are afraid of “appearing on the next redundancy list” if they call out issues or concerns.

This is a ticking timebomb for many companies

We think that organizations who take a “counter cyclic” approach will not only be more successful but also will have a more resilient and successful future.

It IS possible to create a cluture mindset where different ideas from different people can be encouraged and welcomed.
