What aren’t your customers telling you?

Sometimes a lot!

Based on very positive customer feedback, a CEO recently introduced an online alternative to the service his company provides.

But when it launched, he was shocked.

Not a single customer signed up!

He was really unnerved by the disconnect between what customers said and what they actually did.

Potential customers were introduced to all the features of this new service.

And he asked them directly about their potential interest.

But what they said and what they ended up doing were very different.

How could this CEO have saved a lot of time and money upfront?

By avoiding direct questions that result in conventional and unreliable answers.

Why?

Because what customers say is often motivated by their desire to:

✔ Look good or seem smart
✔ Sidestep embarrassing or sensitive topics
✔ Appear politically correct
✔ Avoid jeopardizing relationships
✔Appear positive and encouraging

But their decisions are ultimately driven by emotion!

This was a new first-of-its-kind web-based service.

Everyone claimed to like the idea, the affordability, and, the breadth of offerings.

The red flag was that while in the abstract, everyone agreed the concept had merit …

No one expressed personal enthusiasm.

The questions that revealed their actual emotional triggers were all there.

They began with “what if”.

✔What if I’m not happy?
✔What if deadlines are missed?
✔What if the product isn’t delivered as promised?

These questions got at the real but unspoken concern.

What if I put my job at risk by committing to this untested service and it doesn’t work out?

Logically they supported the service.

Emotionally it frightened them.

Rather than sticking with a traditional methodology based on direct questions, he could have disarmed customers with a “back-door” approach by asking provocative open-ended questions that surprised them.

And … in the process … uncovered authentic emotional triggers.

A “back-door” conversation starter might have been to ask potential customers to describe the best experience they ever had using a new service and how the company that introduced that service had earned their trust.

And then ask the opposite question to gain an understanding of the worst experience they’d had and why.

This “back-door” approach would have gone beyond what customers said in response to direct questions and decoded what they really meant.

➡ Time Drain: Highlight time-wasting practices. "Hours spent on manual data entry? Time is money. Discover a smarter approach."

➡ Trust Issues: Confront industry trust barriers. "Distrust in financial advisors? It’s more than investments; it’s about integrity. Find someone who has your back."

Here's the most important aspect of video marketing.

Make the video about them, not about your company. Address their emotional turbulence, then offer a solution—a soft call to action. "Want clarity? Let’s talk." or "Seeking a smarter solution? Reach out."

And remember, you don’t need an elaborate setup. Your smartphone is a powerful tool. Authenticity outshines production value. Just speak, be genuine, and address that pain.

Leaders, the challenge is simple: Can you effectively communicate in 60 seconds or less? Your audience is waiting.
