Restaurant hygiene raids. Service charge notices. A viral kitchen video.
For hospitality brands, these aren't isolated PR fires anymore — they're the same fire.
Shared some thoughts on this with IMPACT for their piece on trust in hospitality:
Consumers rarely see what happens in the kitchen or how a bill gets built. They simply trust the brand to do right by them. Question that trust once, and the damage isn't a one-outlet, one-week dip — it eats into brand equity built over years.
My take: the industry needs to shift from "crisis communication" to "trust communication."
Brands that consistently talk about food safety standards, staff training, supplier audits, and grievance handling — before anything goes wrong — build what I call a reputation reserve. That reserve is what earns you the benefit of the doubt when something inevitably does go wrong.
And it can't stop at HQ messaging. Your frontline staff and outlet managers are the brand in the moment of truth. If they don't understand the "why" behind a policy, no press release will save you.
Trust, in hospitality, isn't a campaign. It's a habit.
